What Is ISO/IEC 20000-1?

ISO/IEC 20000-1:2018 specifies requirements for establishing, implementing, maintaining and continually improving a Service Management System (SMS).

An SMS provides a structured management framework for planning, designing, transitioning, delivering and improving services so that service requirements can be met and value can be delivered.

The organization within the SMS scope may be an entire organization or part of a larger organization, such as a department that manages and delivers services to internal or external customers.

How Does a Service Move From Requirement to Delivery?

Service management connects customer and business requirements with the way services are planned, introduced, delivered, monitored and improved.

Understand Service Requirements

Clarify the services within scope, relevant customers and interested parties, and the requirements that need to be addressed.

Plan & Design

Determine how services and the supporting management system will be planned and designed to meet relevant requirements.

Transition

Manage the introduction of new or changed services into the operating environment in a controlled way.

Deliver & Support

Operate and support services through defined responsibilities, processes, resources and relevant service-management activities.

Monitor & Review

Evaluate service and SMS performance using appropriate monitoring, measurement, internal audit and management review.

Improve

Use performance results, identified issues, corrective actions and improvement opportunities to strengthen services and the SMS over time.

When Is ISO/IEC 20000-1 Relevant?

ISO/IEC 20000-1 may be relevant when consistent service delivery, clearer service responsibilities or stronger service-management governance becomes an important customer, contractual or operational priority.

  • Providing IT, digital, managed or technology-enabled services
  • Managing services for internal or external customers
  • Operating service desk, shared service or support functions
  • Managing services across multiple teams, suppliers or external providers
  • Responding to relevant customer, contractual or tender requirements
  • Improving consistency across service-management processes
  • Strengthening service performance monitoring and accountability
  • Establishing a formal Service Management System
  • Preparing for independent ISO/IEC 20000-1 certification

The appropriate SMS scope should reflect the services being managed and delivered, the organization responsible for those services and the relevant customer and service requirements.

Key Areas of an ISO/IEC 20000-1 SMS

Provide appropriate resources, competence, awareness, communication and documented information.

Service Management & Operation

Plan, deliver, support and improve services through areas such as:

  • Services, service levels, assets and configuration
  • Customer relationships, service agreements and suppliers
  • Demand, capacity, availability and continuity
  • Changes, releases and deployment
  • Incidents, service requests and recurring problems
  • Information security related to service delivery

Already Using ITIL, Agile, DevOps or Other Service Management Practices?

Existing ITIL, Agile, Lean or DevOps practices can provide a useful foundation for ISO/IEC 20000-1 implementation.

A gap assessment can identify how current practices support the standard, where additional controls or evidence may be required and how they can operate together within the SMS.
